The day the message ceased to obey

En abril de 2017, un pasajero fue expulsado por la fuerza de un avión de United Airlines. Fue arrastrado por el pasillo mientras otros viajeros grababan la escena con sus móviles, lo que, hoy más que ayer, pero menos que mañana, constituye en todos los manuales de comunicación del mundo una potencial crisis reputacional de magnitudes inconmensurables. Entonces no debía constituirlo tanto. El vídeo, claro, circuló en cuestión de horas, primero suscitando indignación, luego mero espectáculo y, finalmente, quedando en el imaginario colectivo como símbolo de estos tiempos actuales en los que United Airlines aún no había aterrizado. Por toda respuesta, la compañía reaccionó con un comunicado que parecía escrito para el mundo del que había despegado, quién sabe hace cuántos lustros. Era un mensaje técnico, defensivo, insensible, ajeno al tono de lo que ya estaba ocurriendo fuera de su control. Y el resultado fue inmediato y se tradujo en pérdidas millonarias en menos de un día. La crisis, en cualquier caso, no fue sólo el incidente, sino lo que vino después.

Un año más tarde, en Reino Unido, KFC tuvo que cerrar cientos de restaurantes por un fallo logístico que le dejó, paradójicamente, sin pollo. El problema era serio, tangible, perfectamente cuantificable, lo que sólo podía exigir respuestas aparentemente frívolas, intangibles e inclasificables, perfectamente acordes al universo digital.
